Context Snapshot
- Mission: Enable enterprise leaders to make confident investment decisions by creating a unified, decision-ready view of the end-to-end customer experience.
- Environment: Large, regulated enterprise with fragmented channels and distributed product teams.
- Timebox: ~30 business days
- Role: UX Lead & Journey Mapping Facilitator (embedded)
- Outputs: Decision-grade enterprise journey map, prioritized opportunity areas, scale-ready artifacts
The Decision to Enable
Leadership needs to determine where to invest across the customer lifecycle without waiting for a traditional, months-long discovery effort. Teams lacked a shared understanding of customer pain points across digital, call center, and assisted channels, leading to misaligned priorities and slow execution.
Key Question: Which experience moments most impact customer outcomes and warrant near-term investment?
Rapid Insight Generation (Days, Not Weeks)
To compress learning into days, I synthesized multiple qualitative and quantitative inputs:
- Call-center recordings and disposition data
- Existing survey and satisfaction metrics
- Stakeholder and SME interviews
- Prior usability and analytics findings
Using structured synthesis techniques, insights were consolidated within 72 hours. Today, this same approach can be further accelerated using AI-assisted transcription, clustering, and summarization to move from raw data to themes in hours.
Journey Map Prototyping
I facilitated collaborative workshops with Product, Operations, and Technology partners to validate assumptions and surface hidden dependencies. Using Figma-based templates, I produced a decision-ready enterprise journey map that visualized:
- Experience stages and touchpoints
- Customer goals and emotional highs/lows
- Friction points tied to operational signals
- Opportunity areas with confidence levels
The artifact was intentionally designed for clarity over completeness, enabling leaders to absorb insights quickly and act.
Accessibility & Systems Thinking
The journey map leveraged standardized visual components and clear hierarchy to ensure:
- Accessibility best practices (color contrast, readable labeling)
- Reusability across teams now and in the future
- Easy adaptation into downstream artifacts (service blueprints, MVP definition, user stories)
Templates and documentation were delivered so the work could scale without rework.
Test, Learn, Adapt
Draft journey maps were reviewed in rapid feedback sessions with cross-functional leaders. Revisions focused on:
- Clarifying ownership gaps
- Simplifying overly complex flows
- Highlighting moments with the highest business and customer impact
This iterative loop ensured the final artifact directly supported executive decision-making.
Outcomes & Impact
- ~60% faster strategic alignment compared to prior discovery efforts
- Reduced cross-team rework by ~30% due to a shared customer narrative
- Identified Top 3 experience blockers directly tied to increased call volume and customer confusion
- Enabled leadership to approve next-step exploration within a single sprint
Scale Readiness
To support enterprise reuse, I delivered:
- Modular journey map templates
- Documented patterns for future use
- Clear linkage between journey insights and experience hypotheses
These assets reduced onboarding time for new teams and established a repeatable approach for rapid, insight-driven decision-making.
Reflection: AI-First Evolution
If executed today, I would integrate generative AI to:
- Accelerate synthesis of qualitative data
- Dynamically update journey artifacts with live metrics
- Generate pod-specific journey views on demand
The core principle remains the same: deliver just enough insight, just in time, to enable confident decisions.
